Operations Coordinator
 The RFA Operations Coordinator (ITC) team aims to create customers for life through honest and personalized conversations, transparency, and responsive problem-solving. Because the ITC team is often the first team a client interacts with, they are the voice of both the client and RFA. This role will be a high-visibility role, with communications and impact across all RFA’s support teams and our clients. Responsibilities:
·Continually monitor and manage support ticket queue, triage client issues, assess P1 events and promptly escalate to appropriate managers to ensure quick resolution.
·Be first line of response to high volume Client inquiries via phone, email, and tickets
·Open, prioritize, assign, and monitor support tickets; full ownership of scheduling and organizing Service Desk and Field Staff assignments from ticket inception to successful resolution.
·Follow RFA’s ticket lifecycle processes to ensure RFA’s support teams are meeting SLAs and client expectations.
·Assist with coordinating, communicating, and managing major incidents, following RFA’s standard procedures; verifying, escalations are responded to, tickets assigned and updated, clients are being routinely updated.
·View support staff scheduling and utilization; schedule tickets to least utilized resources
·Perform on-site dispatches and see through until ticket resolution. Assist with coordinating and scheduling 3rd party contractors, vendors, etc. and providing constant updates to our clients.
·Assist staff in entering and correcting timesheet issues
·Follow documented team processes and procedures
·Answer incoming client calls via the service desk support number
·Perform daily shift handoff with ITC Ops teammates, performing follow-ups and managing daily turnover tickets.
·Follow and promote company policies related to access and change management
Qualifications:
·2 years’ experience in a client inter-facing, customer service type role; experience working in a ticketing system environment required; Connect Wise experience preferred.
·Knowledge of ITIL is required.
·Excellent active listening skills and the ability to ask relevant questions to gather, document, and communicate issues to both technical and non-technical team members in a clear and concise manner.
 Able to use logic and deductive reasoning to assess client issues and assign technical staff accordingly.
·Able to multitask and work on simultaneous projects, completing tasks in a timely manner.
·Basic understanding of technical terminology preferred.
·Excellent communication skills across multiple channels (team/zoom meetings, chats, documentation pages, etc.)
·Experience planning and coordinating appointments or events
·Must be internet and knowledgebase savvy
·Must be empathetic - People in customer service roles should genuinely want to help other people. That desire begins with empathy: willingness to understand another person’s experience and see it through their eyes
·Strong communicator - This job is about communicating with other people. Operations Coordinators need to communicate well both verbally and in writing. Communication is about listening, then clearly articulating ideas and information in an authentic way
·Proficiency with Microsoft Office/365 product suite
·Must be able to read and understand statements of work, project and work requirements, service agreements
