The Customer Care Assistant Manager will act as a liaison between the Customer Care team and the Customer Care Manager providing insight into opportunities for growth of business segments, identify trends in channel support volume and any necessary process improvements. The Customer Care Assistant Manager will support Leads and team members in attainment of team goals and KPI’s, serve as an escalation point for customers and Customer Care Specialists and Team Leads. When needed, this role will support Herc Rentals published support channels, responding to our customers in a timely manner, providing them a best-in-class customer experience in a multi-channel, fast-paced support environment.
- Actively identify opportunities for growth of business segments
- Work to ensure positive outcomes, support continued revenue growth and achieve targeted goals
- Monitor and respond to trends in support channel volume
- Adjust processes and procedures when needed to meet changing team requirements
- Provide support for individual development of all team members
- Understand staffing needs and communicate required staffing changes to management
- Participate in interview process and selection of new Team Specialists
- Conduct annual and periodic performance reviews for Team Leads & Specialists
- Serve as an escalation point for customers, Team Leads and Specialists and communicate issues per established escalation policy
- Schedule and complete periodic one-on-one reviews for Team Leads and Specialists
- Monitor onboarding, training and development of new Specialists
- Ensure adherence to QPA call reviews and schedules
- Supervise one-on-one or quality reviews between Team Lead and Specialists
- Complete weekly WFM updates to ensure accurate payroll reporting
- Maintain established team & individual Key Performance Indicators regarding response time, ready time, quality etc.
- Drive adoption and understanding of all Departmental Processes and Procedures
- Monitor adherence of assigned team to individual schedules
- Accurately track all customer touchpoints per established procedures in Herc CRM Salesforce
- Provide periodic reporting on team metrics, including revenue generated, transactional volume processed and QPA outcomes
- Communicate fleet shortfalls and branch refusals as it impacts lost opportunities
- Bachelor’s Degree, Associates degree, or comparable experience required
- 3-5 years of customer service or support experience required
- Experience leveraging CRM platforms like Salesforce.com as part of daily functions required
- Demonstrated ability to lead a team and drive results through others
- Ability to organize and supervise multiple people and priorities
- Passion for customer service and support
- Able to handle challenging customers and challenging issues
- Communicate professionally and effectively with all levels of the organization
- Proficient with Microsoft Office products (Outlook, Excel, Word)
